ABOUT THE PROJECT

We are a small U.S.-based ecommerce company looking for an experienced Freshdesk consultant to help us design and implement a better customer-support operating system.

This is not simply a Freshdesk configuration project. We want someone who can help with customer-support process design, workflow, policy/documentation, standard responses, reporting, training, and hands-on Freshdesk setup.

We have already evaluated Freshdesk and decided to move forward with a trial.

OUR ENVIRONMENT

We are an established ecommerce retailer with a small customer-support team.

Our operation includes:

• Direct ecommerce orders

• Amazon FBM / seller-fulfilled orders

• Returns, refunds, shipping issues, product questions, and order changes

• Sellercloud as our primary ecommerce/order-management platform

• Existing policies, procedures, standard responses, and institutional knowledge that need review and better organization

Freshdesk will primarily manage customer communications, workflow, and support knowledge. Transactional work will continue in Sellercloud and other operational systems.

WHAT WE WANT TO ACCOMPLISH

We want to:

• Improve visibility into support volume, workload, handling effort, aging, response time, and resolution time

• Improve ownership and follow-through

• Reduce repetitive work and unnecessary handoffs

• Organize and standardize policies, procedures, decision guidance, and responses

• Improve communication quality and consistency

• Simplify training and cross-training

• Improve reporting and management visibility

• Use support data to identify recurring operational problems and improvement opportunities

We want Freshdesk to improve the work itself, not simply make it easier to count tickets.

INITIAL ENGAGEMENT

We expect the work to occur in stages.

Phase 1 - Discovery and Process Design

Work with us to understand our current support operation and develop an initial Freshdesk design. This will include reviewing workflows, representative customer interactions, policies and responses; designing ticket categories, statuses, fields, ownership and escalation approaches; recommending routing and automation; and helping define reporting, documentation structure, and trial success criteria.

We expect this phase to provide useful project work while also giving both sides an opportunity to determine whether there is a good working fit.

Phase 2 - Freshdesk Trial Setup

If Phase 1 goes well, assist hands-on with:

• Freshdesk configuration

• Ticket fields, categories, and statuses

• Routing and automations

• Canned/standard responses

• Knowledge-base organization

• Reporting and dashboards

• Agent workflows

• Trial testing

• Training and documentation

Phase 3 - Trial Support and Refinement

During the trial, help us evaluate what is working and what needs adjustment, including:

• Whether ticket categories are practical and consistently used

• Whether workflows reduce or add administrative effort

• Whether automation is useful

• Whether policies and responses are easy to find and use

• Whether reporting produces useful workload information

• Whether Freshdesk fits naturally into the team's daily work

DOCUMENTATION AND POLICY WORK

A significant part of this project involves organizing and improving existing customer-service knowledge. Some guidance exists in formal documents, while some exists in standard responses, prior decisions, or individual employee knowledge.

We want help turning that into a more visible, reviewed, and maintainable body of guidance.

We are looking for someone who can identify:

• Gaps

• Inconsistencies

• Unclear decision authority

• Unnecessary complexity

• Opportunities to improve customer communication

• Situations where policy or process should be reviewed

Final policy decisions will remain with our internal team.

AI USE

We actively use AI and expect the consultant to be comfortable using it appropriately for work such as:

• Policy and procedure refinement

• Documentation cleanup

• Response drafting and improvement

• Workflow design

• Freshdesk setup assistance

• Summarization and analysis

AI use must remain consistent with our confidentiality and data-handling requirements. Customer information and confidential company information should not be entered into external AI tools.

EXPERIENCE WE VALUE MOST

• Strong hands-on Freshdesk implementation and administration experience

• Experience designing customer-support processes, not just configuring software

• Strong documentation and knowledge-management skills

• Ability to understand an existing operation and simplify it

• Strong written communication

• Comfortable working collaboratively with a small business and a small team

STRONGLY PREFERRED

• Ecommerce customer-service experience

• Amazon Seller Central experience

• Amazon FBM and/or Seller Fulfilled Prime experience

• Experience with returns, refunds, shipping issues, and order exceptions

• Experience with small or mid-sized ecommerce businesses

ADDITIONAL PLUS

• Amazon FBA experience

• Sellercloud experience

• Experience managing or working directly in customer support

• Experience with AI-assisted customer-service workflows

• Familiarity with outdoor retail

• Personal familiarity with backpacking, camping, hiking, or trail running

Outdoor-industry experience is a bonus, not a requirement.

POTENTIAL ONGOING WORK

If the project goes well, there may be an opportunity for an ongoing relationship involving some combination of:

• Freshdesk administration

• Customer-support process improvement

• Reporting and analysis

• Knowledge-base maintenance

• Policy and response refinement

• Quality review

• Training

• Limited part-time customer-support coverage

We are particularly interested in someone who could become a longer-term resource rather than completing the implementation and immediately disappearing.

ENGAGEMENT STRUCTURE

We expect to begin with a limited hourly discovery/design engagement.

If the fit is good, we would expand into implementation, trial support, and potentially ongoing work.

We value practical judgment over lengthy consulting deliverables. We want someone who can help us make good decisions and then help execute them.

Common Interview Questions And Answers

1. HOW DO YOU PLAN YOUR DAY?

This is what this question poses: When do you focus and start working seriously? What are the hours you work optimally? Are you a night owl? A morning bird? 2. HOW DO YOU USE THE DIFFERENT COMMUNICATION TOOLS IN DIFFERENT SITUATIONS?

When you're working on a remote team, there's no way to chat in the hallway between meetings or catch up on the latest project during an office carpool. Therefore, virtual communication will be absolutely essential to get your work done...

Many people want to work remotely because of the flexibility it allows. You can work anywhere and at any time of the day...

5. HOW DO YOU PROCESS INFORMATION?

Several years ago, I was working in a team to plan a big event. My supervisor made us all work as a team before the big day. One of our activities has been to find out how each of us processes information...

6. HOW DO YOU MANAGE THE CALENDAR AND THE PROGRAM? WHICH APPLICATIONS / SYSTEM DO YOU USE?

7. HOW DO YOU ORGANIZE FILES, LINKS, AND TABS ON YOUR COMPUTER?

Just like your schedule, how you track files and other information is very important. After all, everything is digital!...

9. HOW DO YOU PREPARE FOR A MEETING AND PREPARE A MEETING? WHAT DO YOU SEE HAPPENING DURING THE MEETING?

Just as communication is essential when working remotely, so is organization. Because you won't have those opportunities in the elevator or a casual conversation in the lunchroom, you should take advantage of the little time you have in a video or phone conference...

10. HOW DO YOU USE TECHNOLOGY ON A DAILY BASIS, IN YOUR WORK AND FOR YOUR PLEASURE?

This is a great question because it shows your comfort level with technology, which is very important for a remote worker because you will be working with technology over time...
